IT support creates value when it restores and improves the services the business depends on. Ticket counts alone cannot show that value. A stronger operating model maps requests, incidents, problems, changes, security, and continuity to named business services and owners.

Build the service map

Name each important business service, business owner, technical owner, users, information, applications, devices, identity, network, providers, support window, critical periods, recovery needs, and manual workaround. Use this map to set incident impact and change priorities.

Define support behavior

  • Intake channels and information required.
  • Severity based on impact and urgency.
  • Acknowledgment, investigation, update, escalation, and closure.
  • Customer decisions, access, testing, and acceptance.
  • Vendor coordination and after-hours responsibilities.
  • Sensitive information handling and evidence retention.

Move from incidents to improvement

Identify recurring symptoms, high-impact failures, repeat requests, handoff delays, aging work, failed changes, capacity constraints, and user friction. Separate restoration from root-cause and improvement work. Assign owners, dates, tests, and verification rather than repeatedly closing the same symptom.

Review the complete service

Assess business impact, recurrence, restoration, change success, request demand, stakeholder experience, security exceptions, backup tests, continuity exercises, roadmap progress, cost, and provider dependencies. Adjust priorities when the business service or risk changes. Preserve the source and definition for every measure used to approve service changes.
